The Effect of Online Customer Relationship Management Systems on Customer Loyalty: The Mediating Role of Customer Satisfaction and Brand Management

Online Customer Relationship Management systems have become a strategic tool for organizations aiming to enhance customer loyalty in highly competitive digital markets. This study investigates the effect of online CRM systems on customer loyalty with a specific focus on the mediating roles of customer satisfaction and brand management. Online CRM systems enable firms to manage customer interactions through digital platforms, improving communication, personalization, and service efficiency. Prior research shows that effective CRM implementation significantly improves customer loyalty by strengthening relationships and enhancing satisfaction levels (Akbar et al. 2025).
Customer satisfaction plays a central role in translating CRM activities into loyalty outcomes. Satisfied customers are more likely to engage in repeat purchases and maintain long term relationships with brands. Similarly, brand management strengthens customer perception, trust, and emotional attachment, which further enhances loyalty outcomes. Studies indicate that CRM systems combined with strong brand management strategies lead to higher customer retention and profitability (Rachman and Ariyanti 2025).
This study adopts a quantitative research design using Structural Equation Modeling through Smart PLS to analyze relationships among variables. The proposed model examines direct and indirect effects of online CRM systems on customer loyalty through customer satisfaction and brand management as mediating variables. Recent literature confirms that CRM systems significantly improve loyalty through satisfaction driven pathways and brand perception mechanisms (ScienceDirect 2024).
The study contributes to literature by integrating technological and branding perspectives into a unified mediation framework. It also provides practical insights for organizations seeking to strengthen customer relationships through digital CRM systems.
